Define useful intake fields
Ask for the information needed to route and investigate a case. Avoid collecting sensitive data in a general free-text form when it belongs in a protected channel. Explain urgency categories with examples. Keep the original customer message available to authorized staff so a shortened summary does not become the only evidence.
Route with explainable rules
Start with product, language, account, or issue type where those fields have clear meaning. Show why a case entered a queue and who owns it next. AI classification can be evaluated as an aid, but uncertain predictions need a fallback. Never imply that a confident model score guarantees the category is correct.
Separate drafts from sent responses
A suggested response should cite approved knowledge and remain reviewable. Check that the reviewer can see the source and its freshness. Require approval before a message is sent unless a narrow automated response has been explicitly authorized. Log what was sent and through which channel rather than recording only that a draft was generated.
Test escalation and reopening
A case can need specialist help, remain unresolved after a reply, or be reopened. Keep that history and define when service targets pause or resume. Measure response and resolution separately. Test a misrouted case and a knowledge article that has become obsolete so the system exposes its uncertainty and reaches the right person.
A planning guide. The right implementation depends on your system and requirements.
